Problem

Arlo Technologies faced a significant increase in subscription churn, specifically among users who canceled after just one month of service. This trend threatened customer retention and long-term revenue. The business goal was to decrease this churn rate by 2% to 3% by developing a deeper understanding of customer perceptions, pain points, and unmet needs regarding the subscription plans.

Research Results

  • Value Disconnect: Customers are highly price-sensitive and frequently perceive that the features offered do not justify the monthly cost, particularly when "gate-keeping" hardware features behind a paywall.

  • Competitive Pressure: Non-adopters and churners actively compare Arlo to competitors that offer similar services—like local microSD storage—without requiring a monthly fee.

  • Functional Frustration: Technical issues, such as inaccurate "smart" notifications (failing to distinguish between vehicles and animals) and poor customer support responsiveness, lead to immediate dissatisfaction.

  • Loss of Legacy Benefits: A pain point occurs when legacy users buy new products and realize they no longer receive the "free cloud storage" they previously enjoyed, creating a negative "subscriber journey".

Impact

  • Strategic Clarity: Defined "How Might We" opportunities to better associate value for money with retention and improve subscription communication.

  • Roadmap for Retention: Established a foundational understanding of one-month churner motivations, allowing the team to address the "expectation gap" between hardware purchase and subscription requirements.

  • Experience Optimization: Identified the need to resolve "endless loops" in customer support and technical reliability to prevent users from switching to competitors.
